Customer Retention Strategy: A Complete Guide
Briony KennedyCustomer retention is the business’s ability to earn another purchase from customers who have already chosen it once. It is not a single email flow or loyalty app. It is the combined result of product value, customer experience, communication and commercial discipline.
Shopify’s current retention guidance recommends monitoring repeat customer rate, purchase frequency, average order value, customer lifetime value and churn. See Shopify’s retention metrics and strategies.
Start with the reason customers should return
Some products are naturally replenished. Others require accessories, education, gifting, seasonal use or a wider product journey. Define the legitimate next need before creating incentives.
Measure the retention baseline
- New versus returning customers.
- Repeat customer rate.
- Time to second purchase.
- Purchase frequency.
- Average order value.
- Customer lifetime value and contribution.
- Returns, complaints and support contacts.
Improve the first experience
Acquisition creates the first order. Product accuracy, delivery, packaging, setup, use and support determine whether the customer trusts the business enough to return.
Build post-purchase education
Send information when it becomes useful: setup, care, routine, replenishment, troubleshooting and complementary use. Read post-purchase emails that build loyalty.
Use segmentation
Separate first-time buyers, repeat customers, high-value customers, lapsed customers and product cohorts. Relevance matters more than communication volume.
Assess loyalty programs commercially
A points program is not a retention strategy by itself. Calculate reward cost, redemption, incremental purchases, margin, administration and customer-data responsibilities. Use the loyalty program decision guide.
Create a 90-day retention plan
- Choose one customer cohort.
- Identify the reason they do not return.
- Fix one experience or information gap.
- Test one relevant follow-up.
- Measure second purchase and contribution.
- Keep, change or stop based on evidence.
